In recent weeks we have seen a few forum threads come up on petition reply times; specifically about the longer waiting times then you may be used to. because we strive to be as transparent as possible we (customer support) have decided to have a 5 day experiment where we will update you on some petition statistics on a daily basis. This experiment will start today (2012.06.04) and will end Friday (2012.06.08).

IMPORTANT Note that these do not represent all petitions as some types of cases have to be handled using special procedures; these may take longer to be resolved. Examples of these types of cases are: hacking and account sharing, botting, RMT, ISK buying, account disputes and any escalated cases. You should make this a permanent thing. Also, add a counter for all the instances where the petition was something trivial, or redundant. You know, the type that reads something like "wtf is dis wardeck xploit??/ i jus tryed to mien wit copr but greefers go to shotting us? how do i stop dem from atacking us or have gm help plz??" The type we tell them not to file after a lengthy explanation of the rules and spirit of the game, only to be told to "stfu" and "get ready for [our] ban, noobs?"

It's cool - although I would personally suggest that you have someone have it converted into a table and put on the website somewhere it can be easily updated, just convert the dates to durations and you're golden.

I understand petitions being a queue and waiting times being high etc but 11 days and counting and I'm still yet to hear on from my petition that was meant to be forwarded to a senior GM. My petition is of the utmost importance, my character sold, my isk gone, my assets gone and even lost some skills somehow.... I have T2 sentry drones and T2 large blasters but now I don't.
My patience is wearing extremely thin and everyday I check my email and still nothing, not even a god damn progess update. I've never known any kind of customer service for any kind of game being so utterly slow. I'm almost certain that the GM's are just ignoring my petition in with the impossible chance that i'll forget about it or something?!
I've sent many more updates to my petition asking nicely for some kind of update but they don't even have the decency to respond...... |

Not the lowest priority (they are actually considered rather high in priority), but account disputes are by far some of the most complex and time consuming cases we deal with. One of our directors had their account hacked and several bil worth of ISK and assets were stolen from our corp.
CCP hasn't responded to his petition at all for over 10 days now.
In one station, the thief/hacker had all its stolen assets (which was the majority) nice and neatly sitting on a public 20bil contract, as he had no access to getting at the assets himself (he tried to dock with a new toon and failed, seemed like a noob RMT'er).
Our director's petition was passed all of this information several days ago, adding information about the hacker, contract etc, all as soon as he learned about them. The petition has been chased, and still not heard so much as a peep from CCP.
As of yesterday that contract has now been taken down and now we don't know who holds those assets.
I would have thought account hacking cases are taken seriously?? It is incredibly frustrating that we haven't had any communication in nearly 2 weeks! |

Looking at these numbers alone I'd say not much is going on.

This is indeed a good idea. Many business have these systems. There should be some studies on the Internets about how much happier customers are when they know what the queue status is.
This will not eliminate the angry customers that account-shared and are now whining about their accounts being hacked. But at least it helps with PR when the acct-sharer posts "I haven't had answer in 2 weeks"... then people see the queue counter and reply "longer unanswered petition is 3 days so this is troll & bs".
I home more poeple like this here on the forums so you could have virtual support to promote the idea to higher ups and get the web team to implement a shiny counter.

I have a question, if it is not secret stuff.
I noticed some games have top priority to answer as quick as possible newly open ticket and if issue persist they put it into slow queue where it hangs till its time comes. So optically for 90% of issues they get very quick response, but once it gets complicated, it can take days.
Others games just process tickets all same as they come.
What system is used in EVE? |

We use both. We screen for time sensitive issues, issues from trials (as their account shuts down in mere days and thus cannot wait) and certain issues that we know we can handle in mere seconds. Those we get to quickly (usually within 15 minutes or so). Then we screen for billing issues and they are handled in a separate billing queue, which has a much higher response rate than most other queues (we are dealing with other people's real life money after all). The rest is simply sorted by specialty and our GMs will get to those whenever they can. Senior GM Homonoia | Info Group | Senior Game Master |

Edit: nvermind appears to be a server side corruption... and it affects all my accounts with a fresh install and from any computer... DOH, you need more customer support reps... this sucks |

I have an open petition. It was discussed with GM and everything was fine. But when everything was clear and we agreed with reimbursement. He just disappeared. And there is no answer to my petition any more within 1 MONTH!!! OMG!!! 1 MONTH with no response and no reimbursement. Is it really what i am paying for? |

You haven't filed a petition for a long time. There are definitely no open petitions nor were any closed recently regarding you or your alts.

Just one concern with the petition (and Billing) system. (this does relate to Support Ticket Queue and management, and this thread seemed the most relevant place to post it)
I just tried to sign up for the power of 2 deal, and for some reason the payment failed (it definitely wasn't insufficient funds), but your system still created the new account and immediately disabled it. I wasn't given the opportunity to retry my payment or recheck my payment information after the payment failure and before the account was created, and since it was created I cannot use the account to attempt the Power of 2 signup over again.
So I submitted a petition to try and fix this problem and the petition was filed and I was given a number. However, since this new account that was created has no characters on it since I was never given the chance to create one, I am unable to view the status of my petition to ensure, at the minimum, it was filed correctly.
Maybe what happened can be considered falling through the cracks in the system, but if someone has submitted a petition, there should be some way to view it that's not dependent on having a character attached to it. There isn't as far as I can see.
And as far as Billing, while I understand CCP is swamped with petitions and need to handle those on a first come first serve, I'm pretty disappointed that at the minimum there isn't a Online Agent who can handle specific types of Billing issues like the one I'm having. I may have to wait days without knowing for sure whether a charge will be attempted again on my card for something that could have been easily cleared up in minutes by chatting with a specialized agent that deals only in those types of issues.
At the minimum, if someone is allowed to create a petition then they should be allowed to track it, even if its not attached to a character, like in my case. |

My 3 characters just made Petitions less than an hour ago in-game regarding Bots. I linked over 40 obvious names in Local right into the Petition window and gave descriptions of the activities involved and system etc.
One of my Characters received a response from a Gm approximately 5 minutes after the last bot-report. Also some of my Corp-mates made petitions regarding this Bot-Army as well.
Anyway, just wanted to say 'Thank you for the fast response' and hopefully this will be dealt with soon.

I had several very old accounts for which I didn't remember character names in order to login - made petitions and for each I got an answer in 15-20 minutes, even though it was weekend.
Also, since my RL background includes a lot of customer support (from service desk to back office) I know that waiting times are inevitable. Some issues are very hard to solve even if they seem easy from a customer point of view. Some situations are totally new for GMs and there aren't always existing procedures on how to deal with them.
So, good job CCP, I'm a happy customer! :D |

Had a small gameplay bug issue (an accel gate in an agent mission refused to unlock for reasons unknown). Resolved in under 10 minutes. Keep up the GOOD WORK!
